Just keywords and phrases, honestly. It's a pattern-matcher: a behavior counts as observed only if a defined trigger phrase appears in a rep line. It won't judge how well something was said, only whether the topic came up at all.
It scores calls, not reps, on purpose. Aggregating to a rep level ignores that some reps get harder calls than others; that comparison is a separate, more careful analysis.
